Un collaborateur qui n\u2019est malheureusement pas souvent en mesure de satisfaire le niveau d\u2019exigence attendu par le client, faute d\u2019un poste de travail ad\u00e9quat. Un client qui ne le comprend pas car n\u2019imagine pas un instant la diff\u00e9rence entre l\u2019interface dont il dispose et celle dont dispose le t\u00e9l\u00e9conseiller qu\u2019il a en ligne.<\/p>\n<h2><strong>Le client, objet de tous les efforts<\/strong><\/h2>\n<p>L\u00e0 r\u00e9side le paradoxe\u00a0: alors que le client dispose d\u2019outils <em>self-service<\/em> supra ergonomique (services en ligne, r\u00e9seaux sociaux, comparateurs, e-boutique, chat, web-call-back, FAQ\u2026.), le collaborateur avec qui il interagit parfois dispose d\u2019un poste de travail obsol\u00e8te qui ne lui permet pas d\u2019\u00eatre \u00e0 la hauteur de ce qu\u2019attend le client. Sans compter sur la rupture culturelle qui s\u2019installe entre eux. Alors, oui, le collaborateur dispose d\u2019une information plus riche, plus dense, plus compl\u00e8te. Mais le client a fait l\u2019objet de tous les efforts en mati\u00e8re de simplicit\u00e9, d\u2019ergonomie, de coh\u00e9rence et au final pourrait presque penser qu\u2019il en sait plus que le collaborateur sur l\u2019entreprise et ses produits. En tous cas, il reste perplexe devant le peu de valeur ajout\u00e9e apport\u00e9e par le collaborateur alors qu\u2019il attend de celui-ci une intervention experte et efficace.<\/p>\n<h2><strong>Empilement d\u2019applications sur le poste de travail et profusion d\u2019informations clients<\/strong><\/h2>\n<p>L\u2019empilement des applications sur le poste de travail (r\u00e9f\u00e9rentiel clients, outils de gestion de la relation client, syst\u00e8me de gestion des contrats, outils de mailing, etc.), la profusion d\u2019informations clients non hi\u00e9rarchis\u00e9es et, paradoxalement, la diff\u00e9rence d\u2019interface entre services en ligne et applicatifs collaborateurs g\u00e9n\u00e8rent incompr\u00e9hension et&#8230;contre-performance. Il n\u2019est ainsi pas rare de compter 15 \u00e0 20 applicatifs m\u00e9tiers majeurs sur un poste de travail en centre d\u2019appels, l\u00e0 o\u00f9 les imp\u00e9ratifs de productivit\u00e9 sont par ailleurs les plus \u00e9lev\u00e9s\u00a0!<\/p>\n<p>Le diagnostic \u00e9tant pos\u00e9, comment exploiter plus efficacement l\u2019information disponible, r\u00e9duire le co\u00fbt de maintenance et d\u2019appropriation des outils pour les nouveaux collaborateurs\u00a0?<\/p>\n<p>Tout simplement en int\u00e9grant la probl\u00e9matique du poste de travail \u00e0 la r\u00e9flexion sur la relation client digitale.<\/p>\n<h2><strong>Construire le poste de travail de demain<\/strong><\/h2>\n<p>La r\u00e9ponse suppose d\u2019intervenir en parall\u00e8le sur trois grands axes.<\/p>\n<p>Tout d\u2019abord contribuer \u00e0 simplifier la vue des informations client. Les informations clients sont aujourd\u2019hui nombreuses, \u00e9parses et quelque fois incoh\u00e9rentes. La mise en \u0153uvre d\u2019indicateurs composites, de scorings ou d\u2019alertes permet de synth\u00e9tiser une situation et de faciliter la mise en \u0153uvre d\u2019une r\u00e9action appropri\u00e9e.<\/p>\n<p>Second axe de travail, faire converger l\u2019information client sur un m\u00eame support ou poste de travail. Ce dernier \u00e9tant adapt\u00e9 \u00e0 la fonction (centre de contacts t\u00e9l\u00e9phoniques, \u00e9crits, accueil en agence ou point de vente ou poste de travail nomade). Il privil\u00e9gie l\u2019ergonomie et trouve sa valeur dans la facilit\u00e9 d\u2019usage et la rapidit\u00e9 d\u2019acc\u00e8s \u00e0 l\u2019information. Il suppose un effort de convergence autour de la valeur d\u2019usage des outils et n\u00e9cessite de revisiter la performance du collaborateur \u00e0 l\u2019aune de sa capacit\u00e9 \u00e0 exploiter efficacement les informations qui lui sont mises \u00e0 disposition.<\/p>\n<p>Enfin, troisi\u00e8me axe, faire partager aux collaborateurs les pr\u00e9occupations et outils utilis\u00e9s par les clients. Combien de centres de contacts n\u2019ont pas acc\u00e8s aux visuels, \u00e0 la cin\u00e9matique et aux informations contenues dans les espaces personnels des clients sur internet\u00a0? D\u00e8s lors, comment pr\u00e9tendre enrichir \u00ab\u00a0l\u2019exp\u00e9rience client\u00a0\u00bb par rapport aux services en ligne\u00a0? Formation, initiation aux outils mais aussi acc\u00e8s. Notamment \u00e0 travers l\u2019usage de \u00ab\u00a0passe-partout\u00a0\u00bb permettant aux collaborateurs d\u2019acc\u00e9der aux espaces personnels \u00e0 l\u2019identique du client un peu \u00e0 la mani\u00e8re d\u2019un room-service.
