Avant m\u00eame que l\u2019enseigne n\u2019ait officiellement communiqu\u00e9, les r\u00e9seaux sociaux se sont empar\u00e9s du sujet avant d\u2019\u00eatre relay\u00e9s par les m\u00e9dias traditionnels. Pire, alors que la crise prend de l\u2019ampleur, le parc continue \u00e0 communiquer via les m\u00eames canaux sur des \u00e9v\u00e8nements ludiques. Il aura finalement fallu attendre 5 heures, de nombreux tweets d\u2019incompr\u00e9hension et de multiples articles relatant les accidents pass\u00e9s avant que Disneyland ne reprenne la main sur sa communication de crise. L\u2019enfant \u00e9tant finalement hors de danger, ce retard n\u2019a pas d\u00e9mesur\u00e9ment perturb\u00e9 la sortie de crise. Mais face \u00e0 une fin moins heureuse, la situation aurait pu \u00eatre tout autre.<\/p>\n<p>Alors, quelles sont les r\u00e8gles \u00e0 appliquer pour faire des r\u00e9seaux sociaux un alli\u00e9 en situation de crise, et non un courant \u00e0 remonter\u00a0?<\/p>\n<h2>Communiquez vite, communiquez bien mais surtout \u2026 communiquez\u00a0!<\/h2>\n<p>La communication est un pilier d\u2019une saine gestion de crise. L\u2019entreprise se doit de communiquer rapidement, et sur tous les canaux disponibles\u00a0: sites institutionnels, r\u00e9seaux sociaux, \u00ab\u00a0m\u00e9dias traditionnels\u00a0\u00bb, \u2026 M\u00eame s\u2019il ne s\u2019agit que d\u2019un message \u00ab\u00a0d\u2019attente\u00a0\u00bb indiquant que des faits sont en train d\u2019\u00eatre analys\u00e9s.<\/p>\n<p>L\u2019entreprise ne doit alors pas chercher \u00e0 se justifier, \u00e0 d\u00e9montrer qu\u2019elle n\u2019est pas responsable ou qu\u2019elle avait mis en place toutes les actions de pr\u00e9vention n\u00e9cessaire. Elle doit avant tout adopter une <b>posture empathique vis-\u00e0-vis des personnes concern\u00e9es<\/b>\u00a0: je comprends la situation, je mesure l\u2019importance de celle-ci pour vous et j\u2019agis en cons\u00e9quence. Un r\u00e9cit pr\u00e9cis de la situation et des actions en cours pour la normaliser doit \u00e9galement \u00eatre diffus\u00e9 afin d\u2019\u00e9viter que de fausses informations n\u2019apparaissent par manque d\u2019informations officielles<\/p>\n<p>Comme pour les m\u00e9dias traditionnels, mais avec un temps de r\u00e9action r\u00e9duit, la communication de crise sur les r\u00e9seaux sociaux doit permettre de d\u00e9montrer que l\u2019entreprise se mobilise et cherche \u00e0 traiter au mieux la crise.<\/p>\n<h2>Donnez tous les atouts au Community manager pour qu\u2019il puisse communiquer<\/h2>\n<p>En temps de crise, les Community managers ont des difficult\u00e9s \u00e0 se procurer des messages valid\u00e9s en interne, qu\u2019ils peuvent retranscrire \u00e0 leurs communaut\u00e9s. Cela explique souvent le temps n\u00e9cessaire \u00e0 la publication des premiers messages sur les r\u00e9seaux sociaux. Mais attention, <b>le temps est un facteur d\u2019aggravation de la crise, et<\/b> <b>le silence un facteur anxiog\u00e8ne<\/b> chez les social-networks addicts!<\/p>\n<p>Cette difficult\u00e9 provient g\u00e9n\u00e9ralement d\u2019un <b>manque de formalisation du processus de remont\u00e9e de l\u2019information au Community Manager<\/b>. La cellule de crise a ainsi tendance \u00e0 se renfermer sur elle-m\u00eame, et ne prendre contact qu\u2019aupr\u00e8s des \u00e9quipes qui lui permettront de traiter la crise. Or la communication sur les r\u00e9seaux sociaux est un des leviers pour traiter la crise, voire en sortir en mati\u00e8re d\u2019image et de r\u00e9putation.<\/p>\n<p>Un processus clair, simple et exerc\u00e9 devra donc permettre au Community manager de disposer de toutes les communications dont il aura besoin, et ce directement en provenance de la cellule de crise. La nature des communiqu\u00e9s et des informations attendues (ex\u00a0: bless\u00e9s ou morts, nombre de personnes concern\u00e9es, nouveaux impacts possibles) pourra \u00eatre formalis\u00e9e en amont pour faciliter l\u2019interaction. Il peut aussi \u00eatre utile de pr\u00e9-valider un certain nombre de postures qui pourront alors \u00eatre plus facilement utilis\u00e9.<\/p>\n<h2>Et anticiper les crises, en r\u00e9alisant une veille active<\/h2>\n<p>Toutes les crises ne reposent pas sur des \u00e9v\u00e9nements av\u00e9r\u00e9s sur lesquels il devient n\u00e9cessaire de communiquer (par exemple, <a title=\"Nature et d\u00e9couvertes - D\u00e9menti de tout rapport avec une secte\" href=\"http:\/\/www.natureetdecouvertes.com\/dementi-de-tout-rapport-avec-une-secte\" target=\"_blank\" rel=\"noopener noreferrer\">la rumeur selon laquelle Nature et d\u00e9couvertes serait une secte<\/a>).<\/p>\n<p>Dans ce cas, et pour les entreprises particuli\u00e8rement soumises \u00e0 cette nature de risques <i>(entreprises BtoC grand public avec une image de marque forte)<\/i>, il convient d\u2019effectuer une veille active sur les r\u00e9seaux sociaux et m\u00e9dias afin d\u2019identifier, d\u00e8s leur \u00e9mergence, les informations erron\u00e9es potentiellement sources de crise. Dans ce cas de figure, un outillage sp\u00e9cifique est \u00e0 utiliser\u00a0pour automatiser et optimiser l\u2019activit\u00e9.
